Rooms, allocation and overbooking

Match confirmed room status to commitments and escalate a shortage early.

Allocate from confirmed information

Room allocation matches the booking commitment, guest needs and the current room status. Read the booked category, occupancy, dates and confirmed requirements before considering preferences such as a high floor. A preference is not automatically a guaranteed feature. Check whether an accessibility requirement has been confirmed and coordinate a suitable room with the responsible colleague; do not assume two rooms are interchangeable because their price is the same. If a requirement cannot be met, raise it promptly and explain the available options honestly.

Tap to continue

Never release a room marked dirty or out of order until the responsible team confirms it is ready and the status is updated through the hotel procedure. An empty room is not necessarily available for sale or occupancy. If the screen and housekeeping disagree, investigate the difference instead of choosing the more convenient answer. Keep the guest informed without inventing a completion time.

Handle uncertain readiness

Offer upgrades with authority and agreement

An upgrade is a change to a different room category, not a way to hide a problem in the original booking. Check availability for the entire stay, the features the guest needs, the rate implications and your authority before offering it. A larger room may lack a feature that matters more to the guest. Explain the difference and any additional cost before obtaining agreement. Record the approved change so other colleagues can understand the booking and bill.

Tap to continue

A complimentary upgrade still needs authorisation under the hotel policy. Do not offer it merely because you can see an empty suite on the screen. Another booking may need that suite later. If a guest declines an upgrade, return to their actual requirement rather than treating the refusal as unreasonable. Keep the allocation record current so two colleagues cannot promise the same remaining room.

Seek informed agreement

Recognise a possible overbooking

Overbooking means accepting more reservations than the rooms expected to be available. It is a management decision with service and financial consequences, not a supervisor's permission to hope for cancellations. A shortage can also arise when a room becomes unusable. When reservations exceed usable rooms, verify room status, cancellations, duplicate records and approved inventory restrictions, then escalate the verified shortfall to the authorised manager. Do not cancel a valid booking or invent a no-show to make the screen balance.

Tap to continue

Check the arrival picture and the dates affected, since moving a guest tonight may create another problem tomorrow. Preserve the original booking information and record the decision trail. Avoid blaming another department in front of the guest. Your job is to provide reliable information for a decision and carry out the approved recovery plan. If no decision is forthcoming, use the escalation contact rather than promising accommodation you cannot supply.

Escalate a room shortage

Arrange relocation with dignity

In internal hotel jargon, relocating a guest to another property is sometimes called “walking”; never use that term with the guest. Explain plainly that the booked room cannot be provided and apologise. Before directing a guest elsewhere, confirm the receiving hotel's acceptance, suitable room features, dates, transport and who will pay each cost. Do not send a guest to an address based only on a website showing availability. Obtain approval for the arrangement and explain it without making unsupported promises about the other property.

Tap to continue

In an invented practice situation, the only suggested alternative cannot meet a confirmed access requirement. Do not present it as equivalent. Return to the manager for a suitable solution and keep the guest updated while you search. Record the receiving contact, agreed arrangements and the follow-up owner. Confirm the guest reached the alternative and that the receiving team understands the agreement. A relocation is not complete when a taxi leaves the entrance.

When priorities compete, explain the actual booking commitments and suitable options to the decision maker. Do not rank guests by how loudly they complain. Keep requests separate from guarantees and record who approved a change. At the end of the shift, review any temporary allocation so the next team understands what must happen on the following night.
