Module 4 of 6

Complaints that reach you

Take ownership, offer authorised options and check the outcome.

Take over without making the guest restart

A complaint reaches the supervisor when the receptionist needs authority, support or a different response. Ask the receptionist for a brief factual handover, then confirm your understanding with the guest instead of making them repeat the entire story. Introduce your role and thank them for explaining the issue. Ask what matters now, especially if the original problem has caused another difficulty. Listen without interrupting and separate the reported experience from facts that still need checking.

Tap to continue

Avoid correcting or blaming the receptionist in front of the guest. You can support a colleague while changing the proposed solution. Move a sensitive discussion to a more private place if safe and appropriate, while keeping desk coverage. Use plain language about the next step. “I will check the repair status and return at the agreed time” gives the guest something more useful than a vague promise that management knows.

Take over with continuity

Match the remedy to the problem and your authority

A useful remedy addresses the impact on the guest. A room move may help with noise, but only after you check that the alternative is ready and suitable. An apology alone does not repair a broken shower, and an unrelated benefit does not remove the need to fix it. Check the guest's preference and explain options you can actually deliver. Offer a realistic update time, with an owner, rather than guaranteeing an unconfirmed repair.

Tap to continue

If a proposed remedy exceeds your authority, ask the authorised manager before promising it. Know the hotel limits for room changes, discounts, refunds and other recovery actions. A guest's urgency does not expand those limits. Explain what you can do while awaiting a decision, and contact the escalation person with the facts and requested approval. Never trade a refund or benefit for silence or a favourable review. Record the approval and make sure the billing team receives the correct instruction.

Explain the decision boundary

Separate service recovery from immediate danger

A threat, suspected theft, serious injury or immediate safety concern needs the hotel's safety or security procedure and prompt escalation, not an ordinary discount negotiation. Protect yourself, colleagues and guests; do not investigate suspicious behaviour alone or promise secrecy about a safety issue. Use the designated emergency contact and local emergency route when the situation requires it. Describe observed behaviour and location rather than guessing motives or making assumptions about someone's background.

Tap to continue

In an invented situation, a guest reports a broken door lock while another person is trying to enter. Deal with safety and security first, then organise the service recovery with the responsible team. Do not keep the guest at risk while you negotiate a room rate. Once the situation is controlled, document facts through the approved incident process. Guest privacy and incident-record rules depend on the country and the hotel's policy; share information only with people authorised to handle it.

Escalate a safety issue

Record, follow up and learn

Record the issue, verified facts, options offered, guest agreement, approvals, owner and follow-up time in the approved system. Keep the language neutral and limit personal information to what is needed. Distinguish a repair request from a confirmed repair and a promised refund from a completed authorised transaction. If the guest declines an option, record the reason relevant to resolving the problem rather than labelling them unreasonable. Hand over any unfinished action explicitly.

Tap to continue

Follow-up means checking with the guest and the responsible team whether the agreed action actually worked. Do not close a complaint merely because maintenance marked its task complete. In an invented practice situation, a room move is finished but the new room has the same noise problem. Reopen the recovery discussion, check suitable alternatives and involve the manager if authority is needed. At the next team review, discuss the process that failed without exposing unnecessary guest details. A repeated issue should prompt a practical prevention action and an owner.

A short review can distinguish a single service failure from an unclear instruction. Ask what the team could have checked earlier, which promise was unsupported and who should own the prevention action. Agree a check date rather than leaving the discussion as a general request to improve. Keep the review factual and focused on future service.
